Support ticket triage — Every support request sorted, matched and routed as it arrives
Support ticket triage reads each request that comes in by email, chat or your customer portal. It tags the request by type and urgency, matches it to the customer's account, and drafts an answer from your own help articles. Routine requests go to the right queue with the draft ready, and urgent ones like an outage, a safety issue or an emergency repair go to a person right away.

Why it matters
The problem it solves
Support requests come in from many places, and each one has to be read, sorted and matched to a customer before anyone can help. That sorting eats the time that should go to the answer.
When every request waits in the same line, a broken system or a burst pipe sits behind a password reset. Customers with simple questions wait too, because the same few people are reading everything.
Example · illustrative
An online store the morning after a sale
- 8 amThe store's help desk has a pile of new messages from overnight.
- Order status questions are matched to their orders and get a draft reply with the tracking link.
- Two customers report the wrong size, and those go to the returns queue with the return policy quoted in the draft.
- One message says a product arrived with a cracked glass part, and it's flagged to the support lead right away.
- Team starts the day answeringNot sorting.
How it works
How support ticket triage works
- Starts whenA customer sends a support request by email, chat or portal
- 1Step 1Read the requestThe message and any attachments are read for what the customer needs and how soon.
- 2Step 2Tag and matchIt's tagged by type and urgency and matched to the customer's account, order or unit.
- 3Step 3Escalate urgent onesOutages, safety issues and emergency repairs are sent to the on-call person right away, by text or call.
- 4Step 4Draft and routeA draft answer is written from your help articles and the request goes to the right queue.
- A person decidesAnswer the customerA support agent checks the draft, edits it, and replies. They decide any refund, credit or exception.
Before · by hand
- Requests from email, chat and the portal land in different places.
- Someone reads every ticket just to work out what it is.
- Urgent requests wait in line behind routine questions.
- Agents look up the account by hand before they can answer.
With support ticket triage
- Every request is tagged and in one queue.
- Urgent issues reach a person as they arrive.
- The account details are already on the ticket.
- Agents start from a draft based on your own help content.
What we build
The parts of support ticket triage
Your systems
- Zendesk
- Freshdesk
- Help Scout
- Gorgias
- Intercom
- Shopify
What we build
1Channel connections
Pulls requests from the support email, website chat and customer portal into one help desk.
2Request classifier
An AI step that tags each request by type and urgency from the list you define, with a confidence level.
3Account matching
Looks up the sender in your store, CRM or property system and adds the account, order or unit to the ticket.
4Help article drafts
Writes a draft answer using only your published help articles and policies, and links the source.
5Urgent escalation
Sends outages, safety issues and emergencies to the on-call person by text or call, with a backup if they don't respond.
6Routing and review
Puts each ticket in the right queue, and sends unclear ones to a general queue for a person to sort.
Your team decides
- Support staff check every draft before it reaches a customer.
- A person handles every urgent issue, from the first alert.
- Staff decide every refund, credit and exception.
Industries it fits
What support ticket triage looks like in each industry
Retail & ecommerce
Order status, returns and product questions are matched to the order in the store and get a draft from your policies. Damaged items and payment problems go to the support lead first.

Getting started
What you need first
We go through these with you in the audit, before anything is built.
Before we start
5 things to have ready- A help desk or shared inbox where requests can be tagged and assigned, such as Zendesk, Freshdesk or Help Scout.
- Help articles or written policies the drafts can draw from.
- A list of request types and what counts as urgent for your business.
- An on-call person for urgent issues, with a backup.
- Support staff who review drafts and answer customers.
How a rollout runs
- 1Sort past ticketsWe review a sample of past requests with you to agree on the types, the urgent cases and who handles each.
- 2Gather help contentWe collect your help articles and policies and point out gaps where drafts would have nothing to go on.
- 3Connect and shadowWe connect the channels and run the tagging alongside your team, so you can compare its tags with theirs.
- 4Turn on routingTickets start going to queues with drafts attached, and the urgent alerts go live with the on-call person.
- 5Tune the rulesWe adjust types, urgency rules and draft wording from what agents correct each week.
What to measure
How to know it's working
Weekly report · support ticket triage
IllustrationTime to first response
Shows whether customers hear back sooner once sorting is done for them.
Time to reach a person on urgent tickets
The most important one. Urgent issues should reach someone right away.
Tickets retagged by agents
Shows how often the tags are wrong and which types need work.
Drafts sent with light edits
Tells you whether the help content and drafts are useful.
Tickets with no matching help article
Points to help content you should write next.
We measure the baseline before building, so the change can be compared afterwards.
When it’s not a fit
- Drafts are only as good as your help articles. If policies aren't written down, drafts will be thin.
- It doesn't decide refunds, credits or exceptions. Those stay with your support staff.
- A new kind of problem may be tagged wrong at first. Agents' corrections teach it over time.
- Urgent alerts need a real person on call. Without one, escalation has nowhere to go.
Tool or custom build
Do you need a custom build?
Option A · a ready-made tool
An off-the-shelf tool may be enough
Zendesk, Freshdesk, Help Scout, Gorgias and Intercom all offer AI tagging and suggested replies. If all your requests come into one of them and the built-in rules fit, start there.
Option B · built around your systems
When a custom build is worth it
A custom build makes sense when requests come in through several channels, accounts live in another system, or urgent cases need to reach an on-call person by text or phone.

What it typically costs

Ready-made tool, set up by us
An existing platform on your own account, configured for your business.
- Setup, one timepaid to Lorryn
- $1,000–$2,000
- Tool subscriptionpaid to the provider
- $25–$100 / month
Fits when your process matches what the platform already does.
Custom build
Built around how you work, with no platform subscription. You own it.
- Build, one timebasic version to full version
- $2,000–$9,000
- Running costshosting and usage, on your accounts
- ~$10–$40 / month
Fits when your systems, rules or exceptions don't match a ready tool.
Optional Automation Care: $125 · $250 · $375 / month
1, 2 or 3 hours of support a month, with monitoring and alerts included. Without it, you run it yourself after handover.
Typically works with Zendesk, Freshdesk, Help Scout, Gorgias.
Booking into or writing to your field-service, practice or shop software adds up to $500 to the ready-made tool (often a built-in feature) and $500–$1,500 to a custom build.
Your price depends on volume, the systems involved and how many exceptions need a person. Our team confirms a fixed price before any work starts.
Proof and who stays in charge
Who does what
The automation does the routine steps. A person makes the call.

Consent and privacy
Drafts use only your published help content and the customer's own account details. Urgent alerts by text go to staff who agreed to on-call texts. Customer texts say they are automated and accept STOP. Safety and emergency requests are never answered by the automation alone.
